How to Measure Telegram Response Time Without Hiding Unanswered Chats

A Telegram team can report a faster reply time while leaving more customers unanswered. This happens when its report measures only conversations that received a reply. The unresolved conversations disappear from the calculation.

Track two numbers together: the time taken to reply, and the share of eligible conversations still waiting. Keep the Telegram account attached to each observation so that a customer contacting two accounts does not become one ambiguous record.

We publish the Telegram Operations Benchmark methodology to make those choices visible. The project has no published aggregate results yet. The examples below are invented to explain the calculation, not measurements of Entergram customers or the Telegram industry.

Define the conversation before calculating a reply time

Start with one chat on one connected account. Record the reporting period and timezone. Decide which messages count as customer requests, which outgoing messages count as human replies, and how you handle bots, service messages and internal conversations.

For a simple direct-message workflow, treat consecutive incoming messages before a human reply as one incoming burst. Measure from the first message in that burst to the first qualifying human reply. Document this rule so a customer sending three short messages does not produce three different response times for one reply.

Groups need a separate rule: an outgoing message may answer someone else entirely. If you cannot reliably associate a reply with the request, mark the observation as unpaired. Do not assume that the next message from an employee resolves every outstanding question.

Report the median alongside the unanswered share

Consider five fictional requests. Four receive replies after 2, 4, 10 and 120 minutes. One remains unanswered when the reporting window ends.

Seven minutes is a valid median for the four answered requests. It is an incomplete description of the five requests. Show the outstanding request's age separately. Never assign it a zero-minute reply time or pretend that it received a reply at the end of the window.

Our benchmark uses a related chat-level measure: the share of eligible active chats whose latest qualifying message is incoming. A chat awaiting a response is a review candidate, not proof of a missed customer request. A customer's final “thank you” can also be the last incoming message.

Keep account and coverage boundaries visible

Measure elapsed time first. If you also calculate time within staffed business hours, publish the schedule, timezone, holidays and calculation rule. A Friday evening request answered on Monday can have a long elapsed time and a short staffed-hours time. Both are useful if clearly labeled.

For multiple accounts, retain the account identifier during the internal calculation. Compare like with like: support accounts with support accounts, and sales accounts with sales accounts. An account that receives mostly community chatter should not be silently pooled with a customer help desk.

Choose whether the overall result weights every reply equally or every workspace equally. Those methods answer different questions. Do not average workspace medians and label the result “the median reply time” across all replies.

Use the collection template

Download the benchmark collection CSV. It contains reporting dates, eligible chat counts, reply-pair counts, median and quartile response times, awaiting-response share and ticket metrics.

The CSV is an aggregate reporting template. It does not calculate the underlying reply pairs. Calculate those in your own authorized environment, record the query or export version, and reconcile a small sample against the original conversations before entering the aggregate values.

Leave unavailable metrics blank. Record a zero only when you measured a true zero. Ticket resolution time belongs to tickets that actually closed; report the remaining open tickets separately.

Entergram's Telegram analytics can help teams inspect their conversation activity. Check the current metric definitions before comparing a dashboard value with this methodology. A similarly named metric may use a different eligibility rule or time window.

What must happen before benchmark results are published

The machine-readable methodology currently requires at least 10 eligible workspaces and 100 eligible chat observations. Each eligible chat needs at least three measured reply pairs and activity within the stated 90-day window. Subgroups require at least five workspaces.

Those are publication thresholds, not a claim that the sample represents every Telegram business. A release also needs a reproducible calculation, a description of how participants were selected, missing-data reporting and a privacy review. Message text, phone numbers, usernames and chat titles are excluded from publication. Row-level production observations are not published.

Teams with no measured replies can be excluded by the eligibility rule. That selection effect must be disclosed: an eligible-chat benchmark cannot describe every unanswered conversation on Telegram.

Turn the report into a weekly review

Review the oldest outstanding conversations alongside median response time. Check whether coverage improved on the accounts that actually handle customer requests. Write down changes in staffing or account mix before attributing an improvement to a tool.
